Genesys has introduced AI tools to help businesses go beyond chatbots to automate customer service journeys from request to resolution.
As enterprises move from standalone chatbots to AI systems that can handle multi-step tasks, Genesys, a global leader in agentic orchestration, is positioning its cloud platform as an autonomous AI layer for customer service. The platform retains information across interactions, determines its actions and coordinates work between AI and human employees while operating within predefined business rules.
On September 3, the company unveiled new capabilities through its AI systems, announcing Genesys Cloud Navigator, Genesys Cloud Orchestrator, Contextual Intelligence and the AI Control Plane at its Xperience event. Its autonomous AI is designed to deliver adaptive, personalised and governed experiences.
Starting with Genesys Cloud Navigator as its entry point, it uses customer interactions, historical data, conversational information and enterprise data to determine the customer’s goal and direct them to the next step.
As the journey progresses, Genesys Cloud Orchestrator creates an ideal plan to achieve the desired outcome and coordinates decision-making. This entails identifying the current situation and reasoning over context, policies and guardrails to determine the next action and move work across AI, human agents and systems. It enables an end-to-end journey that can pause, resume and adapt while keeping the customer’s intended outcome in focus.
Contextual Intelligence turns interactions into persistent enterprise memory by connecting customer details, conversational data, history, business events and real-time signals. By preserving this intelligence over time, it gives its AI a richer understanding of the customer and helps inform relevant decisions.
The fourth component, the AI Control Plane, serves as the operating layer for the company’s AI. This involves providing governance and oversight, and allowing the enterprise to monitor the activities of its AI, including agentic orchestration, Genesys Cloud Navigator, Genesys Cloud Orchestrator and Contextual Intelligence. It enforces policies and ensures that actions remain within the company’s business boundaries.
“Autonomous AI is finally pushing customer service beyond individual interactions and isolated use cases,” said Hayley Sutherland, Research Manager, Conversational AI at IDC.
Genesys said both Contextual Intelligence and the AI Control Plane are now available, while Navigator is expected to be generally available between November 2026 and January 2027.
